AI support triage: route requests with evidence
AI support triage classifies an incoming request, gathers relevant context and proposes the right owner or next step.

AI support triage classifies an incoming request, gathers relevant context and proposes the right owner or next step. It should not invent a resolution or make commitments outside the support policy. Start by helping the team understand and route work before automating customer-facing decisions.
Define categories people can use
Imagine a message containing both a billing question and a product issue. A single forced label may hide half the request. Allow multiple issues or an explicit needs-review category when the input does not fit neatly.
Write examples for each category and name the responsible team. A taxonomy with no operating owner creates labels without improving response.
Prepare a useful triage record
- Request: a concise summary in the customer's terms.
- Identity: the verified account and relevant product or service.
- Category: proposed issue type with supporting evidence.
- Urgency: based on stated impact and policy, not emotional wording alone.
- Handoff: owner, relevant sources and missing information.
Avoid scoring the customer's personality or mood. The useful information is the operational issue and its consequences.
Test ambiguity and exceptions
Include mixed requests, missing account details and a message that refers to a previous unresolved issue. Check whether the assistant preserves context and avoids creating duplicate tickets. A suspected urgent issue should follow the team's defined escalation path.
If a knowledge lookup fails, do not tell the customer that no policy exists. Mark the unavailable source and route the limitation appropriately.
Measure routing quality
Track reassignment, correction and time to a useful first action. Automated categorization volume alone can hide poor routing. Review disagreements with support staff and update the examples or taxonomy when needed. The workflow succeeds when the next person can help the customer more quickly with accurate context.
